Schedule adherence is a workforce management metric that measures how closely an agent follows their assigned work schedule — clocking in on time, working during assigned hours, taking breaks only during designated windows, and minimizing unscheduled absences.
Schedule Adherence Formula
Adherence % = (Time worked according to schedule / Total scheduled time) × 100
A scheduled agent must be present and ready to take calls during their shift; unplanned absences, tardiness, and extended breaks reduce adherence.
Why It Matters
- Coverage: If 80% of scheduled agents are actually available, coverage drops; wait times and abandonment increase.
- Erlang C planning: Staffing models assume a certain adherence level; poor adherence causes understaffing.
- Cost: Paying agents for hours they didn't work increases labor cost per contact.
Schedule Adherence Targets
- Excellent: 95%+ adherence (agent rarely late or absent).
- Good: 90-95% adherence (occasional late arrivals or unplanned breaks).
- Poor: Below 90% adherence (frequent absences or extended breaks).
